Operating design
Freeze the scored evidence and rubric version at appeal time. Use a reviewer who was not the original scorer when practical, set a response window, record the decision reason, and update calibration examples when the appeal exposes ambiguous wording. Keep employment decisions with the responsible manager.
Manager review questions
Which queue, customer data, and systems are in scope? What can an agent complete without approval? Which events require immediate escalation? Who owns the record, quality review, and policy decision? Recheck these answers whenever the workflow or channel changes.
