Call Center Knowledge Base Article Review
Keep support answers usable by reviewing ownership, customer language, examples, stale instructions, and the escalation path for uncertain cases.
A knowledge article is part of the queue process. It should answer the question team member actually receive, show the safe next step, and make uncertainty visible when the article does not cover the case.
Review the question first
Use recent customer questions, escalations, and QA findings to decide which articles need review. Internal labels may hide the wording customers use.
Record the source examples without copying unnecessary personal information.

Check the action and authority
An article should state what the team member may do, what must be verified, and what requires a manager. Remove steps that quietly assume permissions the role does not have.
If the answer depends on a policy owner, name the owner and review path rather than writing a guess.
Make examples do real work
A good example shows the customer question, the approved response, the record step, and the escalation trigger. Keep examples redacted and close to the actual queue.
Add an exclusion when a similar question follows a different path.

Look for stale signals
Check links, screenshots, field names, scripts, hours, and escalation contacts. A technically correct article can still be unsafe if the destination or owner changed.
Track articles with no owner or no review date as a separate backlog.
Control the source record
Use named editors and a visible version history. Do not paste customer secrets, full payment details, or private account data into examples.
Managers approve policy wording and access changes. Team member can report confusion and missing answers.
Give team member an uncertainty line
The article should support a safe pause when its steps do not fit.
- State what the article covers
- Name the missing fact
- Avoid promising an exception
- Send the case to the listed owner
Confirm the change in the queue
After an edit, sample the question in live work and check whether the answer, record, and escalation now match. Record the reviewer, date, and evidence.
Retire duplicate articles so team member do not choose between competing answers.
